Your Brand Is Being Judged in the Ordinary Encounter

An organization can spend eighteen months defining its brand and have a stakeholder decide what it really is in eleven minutes on the phone. This episode examines why repeated encounters carry more reputational weight than positioning, campaigns, or carefully written claims. The claim is not the problem. It sets the standard the encounter is judged against, which is what turns an ordinary experience into evidence for or against you.

Frequency, asymmetry, and delegation then convert intake processes, waits, forms, service moments, and frontline authority into the record stakeholders consult. The test is whether the experience confirms, qualifies, or refutes what the organization says about itself. When it refutes, rewriting the claim only widens the gap. Fix the encounter first.
